Supporting a Further Education institution to improve the student journey and increase conversion

Choosing where to study is one of the most significant decisions a young person will make. For many, it is their first major decision away from home, involving financial commitments, a potential move to a new area and conversations with family that can take time.

At Echo-U, we understand that moments like these require more than an automated response. They require experienced people, having the right conversations, at the right time.

Our client, a UK Further Education institution, wanted additional outsourced contact centre support for prospective students at one of the most important points in their journey. Students had already shown an interest in joining the institution but many still had questions before making their final decision. Some were considering scholarships. Others were weighing up accommodation, finances or the practicalities of starting a new chapter in their lives.

During this critical window, many of those students were also being bombarded with automated emails, generic texts and digital touchpoints that felt impersonal and easy to ignore. The result was inbox fatigue, disengagement and missed opportunities at the very moment when a genuine conversation could make all the difference.

It could also be a stressful and anxious time. The institution wanted to make sure every student had the opportunity to ask questions and receive the support they needed, recognising that some would need more help than others to take the next step with confidence.

Echo-U was appointed to provide a UK-based outsourced contact centre team to work alongside the institution’s internal teams during this critical period.

The Challenge

The challenge was not simply to answer more calls.

Students needed accurate information, but they also needed someone who would listen, understand their individual circumstances and help them navigate the next stage of the process with confidence.

Alongside handling inbound enquiries, Echo-U delivered a proactive outbound customer contact campaign, cutting through the digital noise and reaching students who might otherwise have dropped out of the journey without ever receiving the support they needed.

This was particularly important for students with additional questions about scholarships, relocation, accommodation and the practicalities of starting their studies.

The objective was straightforward. Make sure students had the facts they needed, answer their questions honestly and give them the confidence to make an informed decision.

The solution wasn’t more automation. It was the right people.

Before a single call was made, we spent a significant amount of time getting the team right. We recruited both internally and externally, specifically looking for people with the lived experience to relate authentically to the conversations they would be having. People who had genuinely been through the same kind of decision themselves. Who understood the anxiety. The questions that feel too small to ask but actually matter enormously.

Our advisers were given structured conversation frameworks tailored to different student groups, enough guidance to keep things consistent without taking away the natural warmth and authenticity that made each interaction feel real.

This wasn’t a team working through a rigid script. It was a team of people having honest, supportive conversations at exactly the right moment, cutting through the noise in a way that an automated message simply cannot.

And that is something AI simply cannot replicate. Not in the conversations that really matter.

Supporting student welfare and safeguarding

Student welfare was an important part of the service.

Some of the young people our team spoke with were stressed, worried or anxious about the decisions ahead of them. Our advisers were supported by clear safeguarding and welfare protocols so that these conversations could be handled appropriately and sensitively.

Just as importantly, we built strong working relationships with the institution’s internal teams. Where a conversation required additional support or intervention, there was a clear and trusted route into the institution. This meant the student never felt passed between organisations.

Echo-U operated as a true extension of the internal team, helping to make the whole experience as seamless as possible for the student.

Using automation to support the human journey

Great customer service does not mean doing everything manually.

Throughout the campaign, Echo-U used automation to make the process faster and more efficient. Technology helped manage information, reporting and the movement of opportunities between Echo-U and the institution. When an adviser identified a student who was ready to progress or needed further support, that information was passed quickly to the appropriate internal team

Automation supported the journey. Our people supported the student.

That distinction matters. Technology can make a process faster. But experienced UK contact centre advisers provide the judgement, reassurance and personalised support that many students needed at that moment. That is something automation alone cannot replicate.

The reporting became as integral to the campaign as the outreach itself.

The moment an adviser had a positive conversation, an instant alert went directly to the institution’s internal team so they could follow up while interest was still fresh. Not later that day. Straight away.

Alongside that, we provided daily reporting throughout the campaign that went much deeper than headline numbers. We broke the data down by student group, time of day and specific areas of interest, which meant we could identify patterns as the campaign progressed and keep adjusting to get the best from every contact.

Rather than waiting until the end of the campaign to understand what had worked, we could continually learn and adapt the approach in real time.

The institution gained a clearer picture of what prospective students were thinking, what questions they were asking and what might prevent them from taking the next step. That business insight proved as valuable to the client as the commercial outcomes themselves.

The Results

The combination of proactive outbound contact, experienced advisers, strong internal relationships, automation and detailed daily reporting delivered a significant improvement in results.

Conversion increased considerably compared with previous years. The vast majority of conversions came early in the campaign, driven by structured, high quality conversations. And the feedback from students on the receiving end of those calls was genuinely positive. They appreciated being spoken to like a person rather than receiving another automated message.

More importantly, students were being supported through an important life decision rather than simply being processed through an admissions journey.

Human expertise and automation, working together

Automation and artificial intelligence are transforming UK contact centres and customer service operations, and we believe they have an important role to play. They can make processes faster, manage repetitive activity and allow organisations to use their people more effectively.

But there will always be conversations that automation cannot have well. The moments where someone needs to feel genuinely heard before they can take the next step. Those moments need real human empathy, from someone who has lived it themselves. That is not something AI can offer yet.

The strongest customer service operations understand this difference. They maximise the use of technology and automation while ensuring experienced people are available for the conversations where human intervention adds the greatest value.
